However, growing performance bottlenecks, OTRS’s shift towards a cloud-first model, and the restriction of key features to the commercial edition led the university to begin searching for a successor in 2021.</p>
<p data-start="452" data-end="637">The aim was to find a solution that could migrate all existing data, operate without a mandatory cloud setup, offer fair licensing terms, and remain technically future-proof.</p>
<p data-start="452" data-end="637">“We had a huge amount of historical data in the system – we didn’t want to lose any of it. On top of that, the cloud model would have meant paying extra for many additional features, and the agent-based licensing would have driven up costs quickly,” recalls Martin Diedrich, Head of the IT Systems Department.</p>

<p data-start="0" data-end="154">“As soon as the decision was made to go with OTOBO, I was completely at ease,” recalls the IT specialist. “There was absolutely no question that the migration would be straightforward.”</p>
<p data-start="334" data-end="604">After just one day of downtime, the system was successfully transitioned. The prepared TU Clausthal design package with logo and CI was activated, and agents found themselves working in a familiar interface with well-known menus and navigation.</p>
<p data-start="606" data-end="749">Even minor technical issues – such as a duplicate trigger in ticket notification events – were resolved quickly through close collaboration.</p>
<p data-start="606" data-end="749">“This is where the benefits of open collaboration with the developers really show: the debugging was excellent – huge credit to the team,” Diedrich adds.</p>

<p data-start="230" data-end="401">In addition to the hotline and email, tickets can now be created and viewed via the customer portal, which features a completely redesigned interface.</p>
<p data-start="230" data-end="401">“That was very well received.”</p>
<p data-start="436" data-end="703">A revised role concept ensures clearly defined responsibilities. Individually configured queues separate different areas of responsibility, while additional statuses – such as “Review needed” – help structure workflows and improve visibility when feedback is delayed.</p>
<p data-start="705" data-end="894">Services and SLAs have replaced the previous prioritisation model, leading to more reliable processing times. Escalation mechanisms automatically flag tickets at risk of exceeding deadlines.</p>
<p data-start="705" data-end="894">“The Escalation View is a huge help in day-to-day work. You can immediately see when a ticket has been sitting too long – for example, if a colleague forgot to hand something over before going on holiday. It’s incredibly practical,” adds Diedrich.</p>

<p data-start="476" data-end="822">Martin Diedrich estimates that using a central ticketing system as a shared tool has reduced time spent by at least 50 per cent, largely thanks to the increased transparency of processes. This is particularly evident in cases that do not run smoothly, as all relevant information is consistently available within the ticket for everyone involved. In quality and complaint management, the ticket history also ensures full traceability of processes over time.</p>

As is often the case, time is the main limiting factor: further automation of processes using the workflow engine, expanding ITSM and asset management capabilities, and introducing a Kanban board to simplify dispatching are all on the agenda.</p>
<p data-start="258" data-end="593"><strong>Diedrich’s recommendation to other institutions:</strong></p>
<p data-start="258" data-end="593">“Test, test, test. Think early about plugins, SLAs and automation – that’s where the real value lies. And don’t be afraid of escalations: it’s not about blame and shame. Escalations are simply a ticket’s way of making itself visible so that someone can take care of it.”</p>

The Centre for Teacher Education, School and Vocational Education Research (ZLSB) at TU Dresden is responsible for operating Schullogin as well as its technical development.</p>
<p data-start="616" data-end="909">As the use of Schullogin continued to grow, so did the communication effort. An increasing number of emails, follow-up questions, and phone calls had to be handled, while a central overview of open issues and their processing status was missing – making efficient support increasingly difficult.</p>
<p data-start="911" data-end="1180">The team therefore looked for a central, data-sovereign system that will scale with growing demands and can be individually adapted. Independence, data protection, and the ability to flexibly map new requirements were particularly important to the Schullogin team at ZLSB.</p>

Services were configured exactly to match day-to-day support needs. Custom response templates and suitable plug-ins were also integrated right from the start.</p>
<p data-start="593" data-end="788">In parallel with the implementation, internal know-how was built up from the very beginning through hands-on workshops. Today, new team members can be onboarded independently with minimal effort.</p>

<p data-start="621" data-end="907">It was clear from the start that the solution had to be open source. “We’ve been running Linux and Docker servers for years, have the expertise in-house, and always act with efficiency in mind. Open source simply fits us.” explains Stefan Dengscherz, Head of IT at the City of Cham.</p>
<p data-start="909" data-end="1176">From free alternatives to commercial tools, various options were evaluated—but none met the city’s requirements. With OTOBO, the team found exactly what they were looking for: a license-free open-source software based on OTRS, backed by professional vendor support.</p>

<p data-start="592" data-end="949">All tickets and all data were migrated – the complete ticket history being especially important to the Stadtwerke. With OTOBO, they received a solution that is both familiar and future-proof. Another huge advantage: thanks to the system’s closeness to its predecessor, data and accumulated know-how can be reused, and employees were able to adapt immediately.</p>

Critical information about the status and resolution of service requests was getting lost in the shuffle, and without a trustworthy ticketing system, it was like trying to navigate a maze blindfolded.</p>
<h4>Recurring service requests: a major pain point in IT and central service departments</h4>
<p style="font-weight: 400;">Repetitive service requests were killing us in both IT and all other service areas, causing a massive workload. Constant phone calls asking about the status of tickets were taking our teams away from their day-to-day tasks.</p>
<h4>Service was at a breaking point: Can I get help now, please?!</h4>
<p>&#8220;Our employees were used to calling in requests,&#8221; explains Marcel Sommer, IT Manager at SKZ. With the typical consequences: Every call interrupted ongoing work at the SKZ service desk. Neither availability nor response times for requests were optimal, and task management within IT was a mess. It was frustrating on both sides.</p>

<p>The good first impression has been confirmed in practice: &#8220;The overall package is a great fit. We&#8217;re extremely satisfied with OTOBO. The goal was clear: capture requests in a structured way, process them efficiently, and document everything transparently to save time and boost service quality.</p>
<h4>First Steps Toward Efficient Enterprise Service Management</h4>
<p>By introducing OTOBO as our central solution for Enterprise Service Management (ESM) at SKZ, we can now manage all service processes on one platform &#8211; from the initial contact to final resolution.</p>
<p>We&#8217;ve simplified, structured, and made workflows more transparent.</p>
<p>&#8220;What really impressed us was the collaboration between IT, department heads, and the experienced OTOBO consultant. During setup, we created queues for our departments and had OTOBO up and running right away.&#8221;</p>
<p>Today, around 400 employees use the OTOBO self-service portal to easily submit service requests. Thirty employees across various departments manage requests using the agent interface, including ten specialists in IT Operations Management (ITOM) and IT Service Management (ITSM).</p>
<p>The benefits of our new workflows with OTOBO quickly won over even skeptical colleagues: Requests are processed in a structured way and documented comprehensively. Handoffs run smoothly. Communication between departments has significantly improved. OTOBO minimizes errors and reduces response and resolution times. Teams are relieved of repetitive tasks.</p>
<p>&#8220;The quality and reliability of our services &#8211; and consequently employee satisfaction &#8211; have improved significantly,&#8221; Sommer summarizes.&#8221;</p>
<h4>Continuous Adaptation and Improvement</h4>
<p>OTOBO&#8217;s implementation is an ongoing process of adapting and flexibly implementing new requirements across the entire organization.</p>
<p>The SKZ IT team takes ownership of the implementation, working closely with department heads from other service areas to ensure that internal processes are seamlessly reflected.</p>
<p>Thanks to the knowledge transfer during workshops, many extensions like setting up Access Control Lists (ACL) to handle access to specific information can be handled independently. For specific questions or uncertainties, the competent support is a valuable asset. &#8220;OTOBO&#8217;s support is simply superb. I constantly hear from my colleagues how competent and helpful the OTOBO team is. Instead of just pointing us to a self-help link, they take personal time to solve problems with us,&#8221; Marcel Sommer emphasizes.&#8221;</p>
<h4>HR Service Management &#8211; Streamlining New Employee Onboarding</h4>
<p>The HR department was drowning in phone calls, just like other service areas. So, they were eager to adopt OTOBO from the start, despite some initial concerns about data protection.</p>
<p>&#8220;Our IT department doesn&#8217;t have access to HR systems, and that includes the HR queue in OTOBO. If someone needs access, they need written approval from HR management. Plus, OTOBO ensures we have a paper trail of all activities, so we&#8217;re compliant with regulations.&#8221;</p>
<p>Today, tasks like reporting sick leave, correcting time tracking, and approving overtime are handled in OTOBO in a way that&#8217;s secure and compliant with data protection regulations.</p>
<p>We&#8217;ve mapped out and automated the onboarding process using OTOBO&#8217;s process management features. It kicks off as soon as the employment contract is signed: HR enters personal data into an OTOBO process ticket, which automatically gets forwarded to the new employee&#8217;s manager. The manager adds info about the workspace, like room assignments, and requests for office supplies and IT equipment.</p>
<p>Linked tickets for all sub-tasks are created automatically: IT gets a request to provide technical gear. Facility Management is notified about setting up the workspace. HR can order employee IDs, door signs, and business cards from Marketing with just one click. The status of all sub-tasks is visible at any time within the original process ticket, and completed tasks get reported back. This ensures managers always have a clear overview, and everything is ready for the new employee&#8217;s first day.&#8221;</p>
<p>&#8220;Our next step is to roll out a system for requesting new personnel positions and plan the offboarding process for leavers through OTOBO.&#8221;</p>

<p>After getting trained himself, he took charge of training the service agents: &#8220;I taught them the ropes in 1- to 2-hour hands-on sessions at the system, covering the essential know-how,&#8221; says Sommer. &#8220;It worked like a charm, and my colleagues were thrilled.&#8221; We also offered all other employees a 30-minute crash course on OTOBO&#8217;s new self-service portal. &#8220;The self-service portal is super intuitive, easy to navigate, and not overly complicated &#8211; making it a breeze to use. You can find what you need at a glance &#8211; participants picked it up in no time,&#8221; Sommer concludes.</p>

The company sources data from a variety of providers, processes it, and makes it available through its own platforms.</p>
<p>Around 2020, the fiber rollout triggered a surge in demand. The geodata team needed a solution to manage incoming requests collaboratively and streamline operations.</p>
<p>“We wanted a tool that would clearly structure our process – one that shows every employee where things stand and what needs to happen next, without constant follow-ups. And we wanted to make it as easy as possible for our customers,” explains Robert Müller, Team Lead for Geodata Procurement.</p>
<p>CTO Florian Schliemann had prior experience with the tool and suggested using OTOBO as a central ordering platform.</p>
<p>Following a brief evaluation, the decision was clear – and hasn’t been questioned since.</p>
<p>“OTOBO meets our requirements perfectly and runs without a hitch. We’re very happy with the system and glad we chose it,” says Müller.</p>

<p>Customer-specific directories for the ordered data are also automatically created in the file system, based on the ticket number.</p>

<p style="font-weight: 400;">ADAC Nordbayern e.V. operates out of 13 locations with a staff of around 200 people. All their technical support requests ultimately land on the desk of IT Manager Tobias Schmitz and his team.</p>
<p style="font-weight: 400;">When Mr. Schmitz took the reins, he inherited a ticketing system that was already in place within IT, but it just wasn&#8217;t cutting it: &#8216;The tool was overly complex, unclear, and just plain clunky &#8211; nobody really knew how to use it right.&#8217;</p>

<p style="font-weight: 400;">Since implementing OTOBO, our IT workflows have become significantly more streamlined: The agent portal is more transparent, services and categories help pre-sort tickets, and critical additional info is readily available right on the ticket. This saves us time and takes a load off our team.</p>
<p style="font-weight: 400;">One especially handy feature is that information like location, supervisor, and phone number are automatically pulled from Active Directory into the ticket. &#8216;When you define a service, you can categorize and prioritize accordingly.&#8217;</p>
<p style="font-weight: 400;">Beyond the helpdesk, we&#8217;re using OTOBO in IT to manage security incidents and resulting changes, as well as for data protection topics.</p>
